CRM数据质量

客户关系管理CRM是指企业通过组织其系统和职员充分运用客户数据来降低成本、增加收入并提高客户忠诚度，然而，在实践中企业往往在CRM流程上倾注过多的精力，他们更关心“这些应该往哪里去，应该由谁处理它”，对于提高客户数据的实际质量却做得远远不够。Giga信息集团的代理总裁Erin Kinikin曾断言：客户关系管理隐藏的危险之一是用更好的方法访问劣质的数据。结果类似于把烂了的桃子用更快的卡车、走更好的路线运输--到达市场时，桃子仍然是烂的。

CRM中的数据质量问题

　　据有关机构统计，客户数据的质量正以每月2%的速度下滑，导致整个客户数据库质量水平每年下降将近四分之一，糟糕的状况主要表现在以下几个方面：
　　1、打字稿拼写错误、缩写词错误和其他错误频繁地出现，因为呼叫中心的数据录入员得到的报酬和培训都是少得可怜，邮件接受站几乎没有时间来处理大量的指令；

　2、当同一个客户从一个企业不同的分部购买产品时，就会出现重复录入的情况，每一个分部都自行录入数据，并且员工在组织数据方面有着不同的习惯；

　　3、客户接触经常出现跨渠道、跨地区的不协调，结果导致客户记录不连贯和同一个客户的记录成倍增加的情况，一旦客户的姓名、地址和其他关键信息拼错，复制的信息很难将其识别和排除。

　　在CRM中可怜的数据质量引起了许多问题，劣质的客户数据使公司无法在必要的时候接触客户，导致误导性的市场资料和服务通知，更糟糕的是，劣质的客户数据可能意味着账单无法得到支付，因为它们被送往错误的客户或者错误的地址。不准确的定单信息或者客户参数可能因为操作返回和账单修正而导致额外的成本，同时，在这个过程中可能会激怒客户。
　　除了这些战术的问题之外，可怜的数据质量也可能破坏一个企业CRM系统的战略价值。没有正确的数据，企业无法对“谁是他们的客户”、“客户的行为是怎样的”有一个清晰的描述，而CRM的首要承诺就是精确地产生这样的描述，以便企业可以调整他们的销售规划以保留有价值的客户并增加他们的支出。

　　可以采取的预防措施

　　尽管完全排除数据质量问题是不可能的，但是企业肯定可以采取措施来减少数据错误出现的频率和数量，首先企业可以从防止数据录入错误进入系统开始，这里有一个预防措施清单：

　　1、建立系统“过滤器”，以便录入的员工随时可以从菜单中选择预设操作，例如从以字母排序的列表中选择一个地名的缩写词，要好过每次都键入它，这样可以避免很多拼写错误。
　　2、要求员工在改变一些数据类型（例如一个账单的地址或服务参数选择）之前，必须得到客户或者指定的权威部门的批准，这样可以统一操作标准。
　　3、设置系统在每次录入新的客户记录时进行对比检查，每一条新的客户记录录入时，系统可以搜索相似的记录并且询问新记录是否与已有的客户匹配，这样可以防止重复录入。
　　4、用一致的、有针对性的默认值来处理例外情况，例如“不可用”，以便丢失的信息能够被系统地评价和纠正。
　　5、一个能正确地刻画客户特征的系统对于公司的业务是相当重要的，一个CRM系统允许销售人员或者呼叫中心代表来记录复杂关系和任务，要好过强迫他们从不准确的和过于简单的类别中选择。

　　预防是有帮助的，但企业仍然需要有一个规则的程序来校正错误的数据，所有的数据必须定时检查错误和重复，以便采取修正措施。不同的软件供应商采用不同的数据清洁流程，例如Firstlogic提供软件来帮助检查数据质量问题，Ascential 和SSA匹配相同的客户记录，Trillium和Vality可以清除错误的姓名和地址。

　　结语
　　CRM的好坏首先取决于客户信息的精确性，客户信息精确度不够，CRM系统就不会有好的应用效果，数据不精确的问题能够导致一个CRM系统弊大于利。Giga信息集团的Kinikin说，“只要你确定这位约翰·史密斯就是那位妻子刚生了小孩的先生，你可以向这对新的父母卖出产品，否则，你只能很无助地失去客户联系。”
